Customer Support don't know the gameplay?

Hi guys,

Please tell me, have I missed something?
I got an error when tried to open a 5* dual crystal.
After contacting to support they confirmed that I opened the crystal and had got nothing.
Next, they give me a 5* Terrax duplicate which was unawakened. But the sig. level of my Terrax moved to one, not to twenty as usual.
And when I asked how that happened they wrote me this.
